L1 support
L1 support is the first tier in a support escalation model: the frontline agents, human or AI, who triage incoming queries and resolve the ones that do not need specialist knowledge or authority.
The label describes seniority and scope within an escalation ladder (L1, then L2, then L3), separate from a contact-reason taxonomy some teams also call L1 and L2. In an L1 role, an agent works from documented procedures and escalates anything outside them. In financial services, L1 support still needs guardrails, because even a seemingly routine query can touch a regulated process.
What tasks sit at L1 vs L2 and L3 support?
L1 handles high-volume, well-documented queries: a balance check, a password reset, a straightforward complaint about a known issue. L2 handles cases that need more product or system knowledge, such as an unusual transaction dispute or a multi-step account change. L3 handles the cases that need engineering, product, or specialist policy input, such as a system defect or a novel regulatory question. Each tier assumes the one below it has already filtered out what it can safely handle.
Frequently asked questions
Can an AI agent operate at L1 alone, or does it also handle L2?
It depends on how the agent is built and what access it has. Some AI agents are scoped to L1 only, escalating anything more complex. Others are built with the procedures and back-office access to handle L2-level cases too, which is a design choice rather than a fixed limit on what AI can do.
Is L1 support the same thing as frontline support?
Yes, they describe the same layer. L1 is the numbered version used in escalation-tier language; frontline support is the more descriptive name for the same first point of contact.
What happens when an L1 query is misclassified and should have escalated?
This is one of the highest-risk failure modes in a tiered support model, human or AI: a case that needed L2 or L3 judgment gets handled at L1 as if it were routine. Guardrails and escalation triggers exist specifically to catch this before a customer is given an answer the L1 tier was not equipped to give safely.
