AI customer support

AI customer support

AI customer support is the use of AI to handle customer issues a person would otherwise handle. It spans answering questions, resolving cases end to end, and assisting human agents, across chat, email, text, and voice.

AI customer support is a market category rather than a product type, which is why vendors selling very different things all appear under it. A tool that drafts replies for agents and a system that closes cases without one are both sold as AI customer support. The distinction that matters is how much of the case the system finishes.

How does AI customer support work?

Most deployments combine three capabilities, and vendors differ in how many they actually have. The first is understanding the request. The second is finding the answer, from a knowledge source, a customer record, or both. The third is doing something about it. Systems cluster into three levels:

  • Answering: the system responds from published content and resolves anything needing only information

  • Resolving: the system reads the customer's record, applies policy, and completes the action the case needs

  • Assisting: the system drafts for a human, who reviews and sends

What does AI customer support look like in financial services?

The regulated version carries requirements that general support tooling does not. Case mishandling inside a regulated company like a bank can carry regulatory penalties. What changes:

  • Obligation triggers on vulnerability, complaints, and financial difficulty, firing on what the customer says

  • Checks on the reply before it sends, covering promises, disclosures, and advice the firm is not licensed to give

  • A full audit trail per case, covering every source, action, and decision

  • Access to core systems, because most financial services questions are account-specific

Firms usually discover the fourth during procurement. A system with no access to the ledger can explain a payment process and cannot say what happened to a specific payment. Our guide to AI customer support for regulated industries covers how to assess vendors against this.

Frequently asked questions

Is AI customer support the same as a chatbot?

A chatbot is one way to deliver it. AI customer support is broader, covering systems that resolve cases in the background, tools that assist human agents, and voice as well as text. Equating the two understates what the category now includes.

Does AI customer support reduce headcount?

It changes the shape of the team more reliably than the size of it. Routine volume falls, and the remaining work is harder on average: vulnerable customers, complaints, and cases where policy runs out. Teams planning for a smaller queue of harder work tend to fare better than teams planning simply for fewer people.

What should AI customer support not do in a regulated business?

It should not be the last line on anything carrying foreseeable harm. Vulnerability, complaints, and financial difficulty need a defined route to a person, and that route is a requirement rather than a fallback for when the system underperforms.
